D’Ieteren Automotive wanted to create a more integrated and scalable customer journey across teams, channels and systems. Over time, customer experience had become fragmented. Individual teams were optimizing their own domains, while the overall journey became harder to manage end-to-end. From the customer’s perspective, however, the experience had to feel like one seamless flow. To meet rising customer expectations, D’Ieteren needed to move from disconnected touchpoints to a coordinated customer journey, with clearer ownership, fewer friction points and a stronger view on what truly drives customer value.

- The objective was not to launch another transformation initiative. It was to create an operating model that enables the organization to continuously improve customer experience, adapt to change and scale best practices across the business.
